Note: is there a way for a thief to have a PIN reset sent to your phone (& was this done?), or even to remind you of your PIN in the App? (Some apps do)

And for it to happen to someone who has applied all the rules around pins and passwords is kinda scary. @VirginActiveUK and @santanderuk should be ashamed of themselves. There are also staff who don't give a damn about customers and just want hit their targets and get to the end of their shift with as little hassle as possible.
